The study, which surveyed over 4,000 individuals across the United States and Canada, finds that a staggering 59% of respondents report a decline in trust toward companies primarily due to poor customer experiences and unclear communications. Broadridge’s research indicates that a significant 71% of participants believe that most organizations must enhance their customer experience, a figure that has doubled since 2019. Christoph Stehmann, president of Broadridge Customer Communications, emphasizes the pivotal role of customer communications, stating it serves as the "heartbeat of the customer experience." He advocates for clarity and seamless interactions, urging companies to prioritize customer-centric strategies. The study identifies three primary areas for improvement: honoring preferred communication channels (39% of respondents), ensuring easy engagement across these channels (38%), and simplifying business interactions (33%). By focusing on these key elements, companies can begin to rebuild trust and enhance customer loyalty.
Furthermore, the study introduces two distinct customer personas that businesses should consider in their customer experience strategies. The "Engaged Explorers" prioritize depth and personalized content, with a strong preference for interactive emails (84%) and centralized digital billing (87%). In contrast, the "Practical Optimizers" value efficiency and straightforwardness. Despite the growing demand for more interactive experiences, only 15% of Engaged Explorers feel they receive a high-quality experience from companies. This disconnect signifies a critical need for firms to bridge the gap between consumer expectations and actual service delivery, positioning themselves for success in an increasingly competitive landscape.
